Resumo: Financial services companies are under internal pressure to maximize results at the lowest possible cost, external pressure from society and legislation to act ethically. Nonetheless, the two largest Brazilian retail banks lead the unmet complaints ranking in Procon. Approximatelly 35% of Brazilian adults lack financial education. This means that even though the consumer is exposed to credit supply they have no adequate knowledge to ensure their financial well being. Based on the concepts of financial well-being, consumer vulnerability and ethical sales decision-making, this study proposes to understand the meanings of banking agents' behaviors and perceptions regarding consumer financial well-being addressingthe ethical dilemmas involved in financial services offerings We conducted 12 in-depth interviews with baking agents in charge of activities related to offering financial products to potential customers. We submitted the research information to a content analysis using a phenomenological approach to explore the experiences of these banking agents. The analysis of the interviews presents three themes, which involve the interactions between sellers and the consumers’ well-being, as well as the ethical dilemmas they face in the provision of financial services. Conflict of interest is the main dilemma they encounter in their activities. Results suggest that in the face of the customers' well-being, the agents act in two conflicting behaviors: pressured by their sales targets, they can influence vulnerable consumers to opt for financial decisions that are not fit for them. This study aims to identify situations of financial exploitation from the perspective of banking agents. Furthermore, we hope to extend the literature on the influence of financial services on customers’ well being, revealing practices of Brazilian retail banking. We also present Managerial implications and suggestions for future research.

Porém, os dois maiores bancos brasileiros de varejo lideram o ranking de altos índices de reclamações não atendidas no Procon. O Brasil possui apenas 35% de adultos financeiramente alfabetizados, o que evidencia um ambiente de mercado onde o consumidor está exposto à oferta de crédito, mas sem a devida alfabetização financeira, o que pode reduzir seu bem-estar financeiro. Com base nos conceitos de bem-estar financeiro, vulnerabilidade de consumo e tomada de decisão ética em vendas, este estudo propõe compreender os significados das condutas e percepções dos agentes bancários em relação ao bem-estar financeiro do consumidor, abordando os dilemas éticos envolvidos na oferta dos serviços financeiros. Utiliza-se a abordagem fenomenológica e análise de conteúdo, com a condução de 12 entrevistas em profundidade, para explorar as experiências dos agentes bancários, que nas agências bancárias realizam atividades relacionadas à oferta direta de produtos financeiros. A análise das entrevistas apresenta três temas que envolvem as interações entre os vendedores e o bem-estar dos consumidores, bem como os dilemas éticos que eles vivem na oferta dos serviços financeiros. O conflito de interesses é o principal dilema com que se deparam em suas atividades. Os resultados destacam que diante do bem-estar dos indivíduos, os agentes atuam em duas condutas conflitantes, devido à pressão por metas e por isso, podem influenciar os consumidores vulneráveis a optarem por más decisões financeiras. As contribuições empíricas mostram como ocorrem as interações entre prestadores de serviços bancários e consumidores dando voz às perspectivas dos agentes e identificando situações de exploração financeira. Já a contribuição teórica, estende trabalhos sobre a influência dos serviços financeiros no bem-estar dos indivíduos, revelando práticas do varejo bancário brasileiro, que não são consideradas na literatura.
